Key Responsibilities:
- Maintain and update reports and spreadsheets to track historical data, and manage email and call queues efficiently.
- Drive service-level performance by adjusting staffing levels based on real-time attendance and call volume trends.
- Monitor volume flows and agent adherence in real time using client-provided workforce management tools.
- Plan and allocate work based on inventory levels, workload priorities, and operational requirements.
- Ensure agents meet assigned work targets and proactively communicate challenges, risks, or operational issues.
- Process unplanned schedule changes, including call-outs, training sessions, and other non-productive activities.
- Assess the potential impact of schedule changes and implement necessary adjustments to minimize service-level disruption.
- Identify root causes of agent activity deviations from scheduled plans and collaborate with supervisors to meet or exceed adherence goals.
- Prepare and deliver daily reports analyzing drivers of service-level misses and performance gaps.
- Produce daily agent- and process-level reports, including absenteeism, productivity, incoming versus closed volumes, and call handling metrics such as answered and abandoned calls.
- Identify and communicate system or tool-related issues that may impact service levels or operational efficiency.
- Evaluate opportunities for intraday scheduling adjustments, including reducing offline activities during high demand or adding offline activities during periods of excess capacity.
- Review supervisor requests for intraday schedule changes and approve or decline them based on business needs and operational priorities.
- Support operations that require working in a 24/7 environment with rotating shifts, including regular review of online content that may be sensitive or disturbing in nature, in accordance with company policies and well-being guidelines.
Eligibility Criteria:
- Bachelor’s degree in any discipline or an equivalent qualification.
- Relevant work experience in MIS, reporting, or data analysis roles.
Preferred Skills:
- Strong attention to detail with a high level of accuracy in data handling and reporting.
- Good analytical and quantitative skills, with the ability to identify trends and patterns and translate data insights into informed business decisions.
- Ability to manage and coordinate multiple assignments simultaneously in a fast-paced work environment.
- Strong proficiency in Microsoft Excel, including pivot tables, VLOOKUP, and advanced reporting functions, along with working knowledge of PowerPoint.
- Ability to provide operational coverage during business hours, with flexibility for after-hours support when required.
- Strong interpersonal and communication skills, with the ability to collaborate effectively with clients and internal stakeholders.
- Excellent written and verbal communication skills.
- Knowledge of VBA scripting and a solid understanding of databases and query concepts.
- Hands-on experience with tools and technologies such as MS Access, Power BI, SQL databases, Access automation, or data science-related tools.
