Key Responsibilities:

  • Provide technical support with expertise in networking, hardware, and software troubleshooting.
  • Diagnose and resolve hardware, software, and network issues via telephone, email, and chat support.
  • Escalate unresolved issues to internal Level 2 and Level 3 IT support teams.
  • Coordinate with vendors and support teams to ensure efficient problem resolution.
  • Administer and manage user account provisioning and related activities.
  • Utilize the Incident Management System to document, track, and manage issues, work requests, and their resolutions.
  • Respond to incoming telephone calls, emails, instant messages, and assigned support tickets.
  • Assign work orders/incidents to appropriate support teams and ensure timely follow-up until resolution.
  • Diagnose problems through discussions with users, including issue recognition, log analysis, research, isolation, and resolution.
  • Provide Level 1 remote desktop support and perform other IT support tasks following standard operating procedures (SOPs).
  • Perform user account management activities, including account setup and maintenance.
  • Escalate complex technical issues to appropriate specialists for resolution.
  • Evaluate, analyze, and configure PC-based software applications, including word processors, spreadsheets, and database management systems.
  • Troubleshoot client software and basic network connectivity issues to ensure smooth operation.
  • Identify, evaluate, and prioritize customer-reported issues and complaints.
  • Conduct user training sessions and develop training documentation as required.
  • Participate in ongoing training and contribute to departmental skill development.
  • Perform routine maintenance updates in collaboration with IT staff and business units.
  • Maintain comprehensive documentation, including technical standards, configurations, and network diagrams.
  • Facilitate knowledge transfer for End User Computing (EUC) operations within the team.
  • Provide support for on-call escalations and conduct root cause analysis of critical issues.
  • Resolve support tickets independently within agreed service level agreements (SLAs) related to ticket volume and response time.
  • Adhere to quality standards, regulatory requirements, and company policies.
  • Contribute to value-adding activities, including updating and managing the knowledge base, training new hires, and coaching junior analysts.
  • Ensure a positive customer experience by maximizing First Call Resolution (FCR) rates and minimizing reopened cases or rejected resolutions.
