Key Responsibilities:
Business/Customer:
- Perform Standard Operating Procedure (SOP) activities with an understanding of their business impact in the customer environment and contribute to improving SOPs.
- Ensure adherence to customer security and compliance requirements.
- Implement approved change requests in alignment with the customer change management process.
- Manage the incident lifecycle according to ITIL or BIC frameworks as applicable.
- Adhere to customer communication etiquette and maintain professionalism.
- Meet stated productivity requirements for the engagement.
Project/Process:
- Review Customer Satisfaction (CSAT) feedback and ensure timely implementation of corrective actions.
- Participate in the critical situation (CritSit) process to resolve incidents promptly.
- Log, triage, and manage incidents effectively.
- Coordinate with resolver groups, vendors, and carriers to resolve issues.
- Troubleshoot escalated incidents/problems and escalate them functionally or hierarchically to the appropriate groups (e.g., Vendors, Level 3).
- Provide inputs to the FAQ database and knowledge repository, contributing to updating knowledge articles.
- Contribute to continuous service improvement (CSI) plans to enhance processes.
- Develop induction documents in collaboration with stakeholders and ensure the successful induction of new team members.
- Manage the floor effectively to ensure smooth operations.
Team/People:
- Assess team members’ skill levels continually and provide necessary interventions.
- Actively contribute to and participate in knowledge-sharing sessions.
- Encourage team members to participate in organizational innovation programs.
- Act as a buddy for new hires, guiding them through the onboarding process.
- Recommend recognition and rewards (R&R) for team or individual achievements.
- Provide performance recommendations and feedback to the team lead.
Organizational:
- Ensure team participation in organizational technology events and knowledge-sharing forums.
- Adhere to organizational policies and processes, including security policies and timeline commitments.
- Participate in recruitment drives to identify and onboard talent.
