Key Responsibilities:
- Proactively monitor work queues and provide support for highly technical or complex client tickets.
- Work independently, under general direction from clients, stakeholders, team leads, or senior managers, to resolve escalated incidents/requests within the agreed SLA timeframe.
- Provide timely and consistent updates on tickets, documenting resolution tasks.
- Identify, investigate, and analyze issues or errors proactively, logging incidents as they occur.
- Capture all required and relevant information for immediate resolution of issues.
- Provide fourth-level support for escalated incidents, addressing tickets that third-line engineers could not resolve.
- Share knowledge to resolve issues, document solutions, and disseminate it to other engineers.
- Communicate with other teams and clients to extend support when needed.
- Act as the emergency support contact for critical client and business-impacting issues.
- Ensure that shift handover highlights key escalated open tickets and critical upcoming tasks for the next shift.
- Support, track, and document change implementations as required.
- Escalate tickets to management promptly, providing updates when necessary.
- Proactively identify and contribute to automation efforts, working with automation teams to optimize routine tasks.
- Systematically gather relevant information and apply technical expertise to troubleshoot and resolve escalated tickets in complex client environments.
- Use diagnostic procedures and tools to address unique and complex technical issues.
- Coach Service Desk, Operations Centre, and L3 teams by offering technical expertise and delegating tasks to other engineering teams.
- Conduct quality audits covering processes, service experiences, ticket updates, etc., as needed.
- Manage and implement projects within the technology domain, delivering solutions promptly according to client requirements and timelines.
- Assist in implementing and delivering Disaster Recovery functions and tests when necessary.
Eligibility Criteria:
- Bachelor’s degree or equivalent qualification in IT/Computing (or demonstrated equivalent work experience).
- CCIE Certification or equivalent.
- Relevant certifications related to services provided (certifications add significant weight to the candidate’s qualifications).

Additional Technical Proficiencies:
- Pulse Secure SSL VPN / Virtual Juniper
- Palo Alto and Fortinet Firewalls
- Cisco Nexus switches, ASR and ISR routers
- Cisco ACS, ISE, and Meraki switches and access points
- Enterprise network architecture and common routing protocols: BGP, OSPF, EIGRP
- Network address translation
- Configuring, monitoring, and troubleshooting ISP uplinks for DIA, MPLS, and P2P circuits
- Familiarity with network management and monitoring tools such as SecureCRT, Logic Monitor
Required Experience:
- Extensive experience in Managed Services.
- Advanced knowledge of ticketing tools, preferably ServiceNow.
- Experience in working on multiple large global enterprise client outsourcing projects.
- Advanced vendor management skills.
- Proven ability to effectively manage shift-left work (delegating tasks to junior levels).
- Comprehensive understanding of the IT industry and IT service management standards.
- Expertise in multiple technical areas.
- Familiarity with emerging technologies and trends impacting IT operations.
