Key Responsibilities:
- Conduct discovery calls to evaluate incidents and determine qualification.
- Handle assigned technical Major Incident (MI) calls based on incident evaluation.
- Ensure adherence to Major Incident Management processes.
- Input high-quality major incident updates in ServiceNow.
- Generate Major Incident Control Documents for all opened MIs in the region.
- Update the Operational Dashboard in a timely manner.
- Deliver timely business and technical updates to stakeholders.
- Arrange follow-up MI meetings for technical restoration and business updates.
- Take responsibility for service resolution/restoration.
- Lead Major Incident Business and Technical calls towards service restoration.
- Ensure Major Incident resolution within the service level agreement.
- Close Major Incident tickets within seven working days post-restoration.
- Ensure appropriate team members are involved from Suppliers/Vendors, Application support, ROCs, 3rd party, etc.
- Apply Kepner Tregoe (KT) methodology to solve complex incidents.
- Schedule and conduct necessary meetings, including closures.
- Transition active Major Incidents and corresponding MI Control Documents to the next Region/Shift.
- Participate in the On-Call rotation for ROC Situation Managers.
- Contribute to Root Cause Analysis (RCA).
- Escalate situations as needed to ROC Manager, GCC MI Management, Delivery Manager, or MI Owner.
- Manage Disaster Recovery activity calls for the IT Service continuity team.
- Participate in specific MIs to address threats to business.
- Oversee quarterly Integrated Simulated Disaster testing activities for Datacenters.
- Provide backup support for GOC Shift Leader(s) as a GOC Major Incident Manager.
- Proactively monitor events in the Command Center and coordinate with business and vendors for resolution and restoration.
- Collaborate with the Global Monitoring Operations team to resolve early observed events.
- Contribute to proactive problem management efforts.
- Offer recommendations and feedback for Operational work instruction improvements to GOC.
- Actively participate in Training Guild progression.
Eligibility Criteria:
- Demonstrates high motivation, self-initiative, a positive demeanor, and the capacity for independent decision-making.
- Possesses the ability to analyze and adjust to evolving situations, processes, and environments.
- Proficient in identifying opportunities for process and operational enhancements.
- Exhibits strong written and verbal communication skills while collaborating with cross-functional teams and vendors, including experience with Service Integration and Management (SIAM).
- Pays close attention to detail and ensures adherence to assigned tasks and responsibilities.
- Holds a comprehensive technical understanding spanning servers, networks, and exchange systems.
- Brings prior operational experience, ideally with ITIL certification.
- Comfortable in a client-facing role, adept at managing client interactions effectively.
