Key Responsibilities:

Service Ownership & Operations:

  • Ensure high availability, reliability, and optimal performance of cloud-based contact center services.
  • Oversee daily service operations and collaborate closely with global service teams to maintain service continuity.
  • Monitor and track service KPIs, and conduct regular service reviews to ensure performance targets are met.
  • Manage incidents and problems by coordinating resolution efforts and handling escalations effectively.
  • Align service roadmaps, new features, and enhancements with evolving business requirements.
  • Ensure compliance with security standards, data privacy regulations, and relevant regulatory frameworks.

Process Ownership & Architecture:

  • Lead global initiatives to define, standardize, and digitize processes across the GBS delivery landscape.
  • Own the design, implementation, automation, and integration of assigned business processes.
  • Develop and manage the architecture roadmap, ensuring alignment with organizational standards and best practices.
  • Continuously enhance and simplify user experience across systems and services.
  • Orchestrate end-to-end service functionality within a multi-provider ecosystem.

IT Provider & Vendor Management:

  • Manage external IT service providers, ensuring delivery in line with agreed SLAs and budget constraints.
  • Drive effective collaboration between internal teams and external partners.
  • Support service improvement initiatives and governance processes to enhance service quality.

Stakeholder & Management Communication:

  • Communicate service performance, risks, and key updates to senior management in a structured manner.
  • Collaborate with internal teams and business units to gather and refine requirements.
  • Present technical concepts clearly to both technical and non-technical (executive) audiences.

Project & Innovation Management:

  • Drive enhancements in cloud contact center solutions by leveraging automation and AI technologies.
  • Support Proof of Concept (PoC) initiatives and evaluate new features and capabilities.
  • Assess the cost, value, and implementation effort of new initiatives to support decision-making.

Leadership & Collaboration:

  • Promote a culture of knowledge sharing and continuous improvement within the team.
  • Ensure effective collaboration between engineering, operations, and business teams.
  • Coordinate with internal telephony experts and external solution partners to ensure seamless service delivery.

Eligibility Criteria:

  • Bachelor’s degree in Information Technology, Engineering, Business Informatics, or an equivalent qualification.
  • Experience working with cloud-based contact center platforms and related service environments.
  • Sound understanding of telephony concepts along with familiarity with analytics tools for performance monitoring and insights.
  • Proven experience in process design, service management, and working within global delivery models.
  • Working knowledge of ITIL, along with experience in vendor management and service operations.
  • Strong analytical and communication skills with the ability to interpret data and convey insights effectively.
  • Ability to work efficiently in global, virtual, and cross-functional team environments.
