Key Responsibilities:
- 24/7 Application and Infrastructure Monitoring:
Perform continuous “Eyes on Glass” monitoring using enterprise monitoring tools such as Dynatrace, Grafana, Azure Monitor, SolarWinds, Datadog, and Nagios to detect anomalies, establish baselines, and generate actionable alerts for business-critical applications and infrastructure. - Incident Response and Coordination:
Act as an Incident Coordinator by initiating or joining major incident bridge calls, escalating incidents as required, documenting incident progress, and participating in Post-Incident Reviews (PIRs) in collaboration with L1/L2 application and infrastructure resolver teams. - Incident Triage and Escalation Management:
Triage and route auto-generated tickets in accordance with defined Standard Operating Procedures (SOPs), drive incident resolution with rapid acknowledgment and response, and contribute to incident communications and Root Cause Analysis (RCA). - Knowledge Management and Documentation:
Create, maintain, and regularly update knowledge articles and known error databases to enhance L1 support effectiveness and reduce dependency on subject matter experts. - Automation and Shift-Left Enablement:
Identify recurring issues, document SOPs, and recommend automation opportunities for monitoring, detection, and remediation to enable first-line teams to resolve common incidents independently. - Cross-Functional Collaboration and Communication:
Collaborate with internal teams such as DevOps, Operations, and Product, as well as third-party vendors, to support escalations, develop SOPs, and ensure timely incident resolution. - Reporting, Metrics, and Continuous Improvement:
Monitor, track, and report key performance metrics including Mean Time to Detect (MTTD), Mean Time to Resolve (MTTR), ticket volumes, change validations, and major incident avoidance to drive service improvements. - Service Coverage and Shift Operations:
Provide 24x7x365 operational support, including off-hours and holiday coverage, by working in rotating shifts as per operational requirements, with on-site presence as mandated.
Eligibility Criteria:
- Non-Engineering Graduate, such as B.Sc. (IT) or BCA.
Required Skills and Experience:
- Professional Experience:
Possess 6 to 18 months of hands-on experience in IT operations, NOC/SOC, incident management, or application support roles within a 24/7 operational environment. - Monitoring and ITSM Tools:
Demonstrate proficiency in system and application monitoring tools such as Dynatrace, Grafana, Azure Monitor, Nagios, SolarWinds, and Datadog, along with experience using ITSM platforms including ServiceNow and JIRA. - Alerting and Dashboard Management:
Have practical experience in configuring alerts (creation, modification, and suppression), building dashboards, and performing real-time system and application monitoring. - ITIL Knowledge:
Possess a foundational understanding of ITIL processes, with ITIL Foundation certification preferred. - Incident Management:
Have hands-on experience in participating in or coordinating major incident resolution activities, including bridge call facilitation, escalation handling, and stakeholder communication. - Automation and Scripting Exposure:
Demonstrate exposure to scripting and automation tools such as PowerShell, Python, or Bash to assist in resolving recurring or known operational issues. - Process Orientation and Documentation:
Show experience in following and documenting Standard Operating Procedures (SOPs) and contributing to incident knowledge bases or known error documentation. - Collaboration and Communication Skills:
Be comfortable communicating effectively with both technical and business stakeholders, including internal teams and external partners. - Operational Reporting:
Have experience generating operational metrics, insights, and regular status or performance reports.
Preferred Qualifications:
- Hold a Bachelor’s degree in Information Technology, Computer Science, or a related discipline, or possess equivalent practical experience.
- Be certified in ITIL Foundation or hold other relevant ITSM/ITIL credentials.
- Have experience supporting on-premises data center infrastructure as well as cloud or hybrid environments such as Azure, AWS, or Google Cloud Platform (GCP).
- Possess prior experience working in large-scale enterprise environments, particularly within managed services or shared services organizations.
- Be familiar with Configuration Management Databases (CMDB), service coverage models, and Service Level Agreements (SLAs).
- Demonstrate the ability to develop, maintain, or enhance automation scripts to improve operational efficiency.
- Have experience collaborating with third-party vendors and cross-functional internal teams.
