Key Responsibilities:
- Monitor “Eye on Glass” dashboard and mailbox, perform triage, follow up, and resolve issues based on knowledge base (KB) articles.
- Triage and remediate incidents using standardized and certified procedures.
- Collaborate with L2 and monitoring teams to enhance event management by ensuring proper team assignments and eliminating repetitive or non-actionable alerts.
- Partner with L2 teams to centralize knowledge and promote knowledge transfer focused on standard and certified procedures for Level 1 execution and remediation.
- Triage and initiate application recovery processes using standard procedures.
- Handle incident tickets following best practices, ensuring proper escalation, stakeholder engagement, and adherence to timelines (e.g., ServiceNow incident management).
- Engage with major incident management teams when necessary, especially in broader or high-priority incidents affecting multiple lines of business.
- Perform start-of-day and end-of-day system checks to ensure smooth operations.
- Monitor batch jobs, manage job abends, perform re-runs, force completes, and handle jobs on hold.
- Execute application restarts and service recycling as needed.
- Support release and deployment activities during scheduled windows (typically from Friday night to Sunday morning).
- Conduct weekend application validation following patching, maintenance, or other scheduled application updates.
Eligibility Criteria:
- Strong customer service orientation with a commitment to delivering high-quality support.
- Ability to manage multiple tasks, perform under pressure, and meet tight deadlines.
- Minimum of 2 years of hands-on experience in an application support analyst role.
- Proven experience in delivering services aligned with agreed Service Level Agreements (SLAs) and Operational Level Agreements (OLAs).
- Experience working in an ITIL-based environment; ITIL Foundation certification is preferred.
- Excellent interpersonal and communication skills, both verbal and written.
- Willingness to work in a 24×7 support environment with rotational shifts, including weekend support, and from the office.
- Basic understanding of ITSM processes including Incident, Problem, Change, Release, and Request Management.
