Key Responsibilities:

  • Receive, log, validate, and diagnose client requests across a range of products and services while adhering to service level agreements using standard tools, platforms, and processes.
  • Utilize Managed Services product and process knowledge to efficiently respond to support tickets.
  • Provide first-call resolution to clients by following standard operating procedures or work instructions.
  • Identify gaps in available content and flag the need for relevant knowledge articles when necessary.
  • Offer timely updates to clients regarding pending requests or tickets upon request.
  • Collaborate with resolver groups and other functions to ensure clients receive prompt updates on their issues.
  • Generate breach and aging reports for tickets opened by the service desk.
  • Identify gaps and inefficiencies in current processes, procedures, and services, providing recommendations for improvements.
  • Exercise sound judgment in escalating issues to higher levels when necessary.
  • Maintain a professional standard of service quality, ensuring client satisfaction.

Eligibility Criteria:

  • Advanced technical qualification in Technology (Technical Diploma) or an equivalent certification.
  • For India: Minimum of 13 years of education with a diploma in IT or a graduate degree or equivalent.
  • ITIL v4 Foundation certification and knowledge are preferred.

Knowledge and Attributes:

  • Self-motivated and passionate about IT, with a strong drive to learn and grow.
  • Ability to use sound judgment to escalate issues to higher levels when necessary.
  • Methodical approach to ticket resolution, ensuring efficiency and accuracy.
  • Strong interpersonal skills with the ability to engage and collaborate with diverse stakeholders.
  • Committed to delivering excellent client service and ensuring client retention through integrity and professionalism.
  • Detail-oriented team player with a client-focused mindset.
  • Effective verbal and written communication skills.
  • Willingness to work in a 24×7 shift structure as per a defined roster.
  • Familiarity with ITIL concepts and best practices.
  • Basic knowledge of network technologies such as WAN, LAN, WLAN, Security, Cloud, Videoconferencing, and Collaboration is an added advantage.

Preferred Skills:

  • Relevant work experience in the technology industry, preferably in a call center or IT support environment.
